Why 'Please Hold' is Outdated: Adapting Customer Service for Gen Z and Future Generations

Customers are increasingly expecting better service, and younger generations are leading the way. The phrase "Please hold" has officially been canceled as younger consumers, particularly Gen Z, prefer immediate assistance. A recent Gartner survey reveals that nearly half of Gen Z customers will simply hang up if asked to hold on a call.
The Shift in Customer Expectations
As the founder of a customer service platform, I've witnessed firsthand how attitudes toward technology, brand loyalty, and hold times are evolving. Chatbots are also under scrutiny as customers demand more effective solutions. One Gen Z team member stated, "When a chatbot sends me a link to a company's FAQ page, I feel like saying, 'Don't make me do the work, just give the answer!'"
1. Instantaneity is the New Norm
Today's consumers expect instant results. Getting put on hold is unacceptable, as is waiting long hours for email responses. AI agents can eliminate hold times and provide immediate assistance, but the challenge remains to ensure the quality of interaction. Legacy chatbots are being replaced by full-fledged AI agents capable of providing meaningful responses.
2. Omnichannel to Multimodal Communication
Gen Z is skeptical of phone calls, with a significant percentage never answering them. Companies need to offer omnichannel options—email, text, and social media must be equally effective. Moreover, younger consumers expect to seamlessly transition between channels without losing context, a challenge that AI agents are increasingly capable of meeting.
3. From FAQs to Actual Resolutions
Gen Z wants results rather than just information. They prefer to have their issues resolved in one interaction rather than being directed to a help page. To meet these expectations, AI agents must have the authority to resolve issues directly and personalize service based on customer history.
Embracing Change
These shifts in customer service expectations are not just trends for a small demographic; Gen Z is the largest generation in history and is set to control a $12 trillion spending power by the end of the decade. Ignoring their preferences would be detrimental for businesses. As customer service teams have long proclaimed, "Your call is important to us…"—now is the time to prove it. By adapting to the needs of Gen Z and Gen Alpha, businesses can enhance customer service for everyone.
Smart businesses are learning to meet young consumers where they are, ensuring that customer service evolves with the times.
