Alarmingly, 72% report that they trust companies less than they did a year ago, and 65% express concerns over companies being reckless with customer data.

Willingness to Use AI for Convenience

Despite trust issues, many consumers are open to engaging with AI agents for quicker resolutions:

  • Over a third prefer AI to avoid repeating themselves.
  • 30% (and 37% for Gen Z and millennials) would choose AI for faster service.
  • 25% are willing to share personal information with AI to enhance service personalization.

Salesforce emphasizes the need for trusted AI agents that are transparent and data-driven to foster customer relationships.

Mixed Reactions to AI

Conversely, a Gartner survey from December 2023 found that 64% of consumers would prefer companies not to use AI for customer service. About 53% would consider switching to competitors using human agents instead. The primary concerns include:

  • Difficulty in reaching a live person (60%).
  • Job displacement fears (46%).
  • Providing incorrect answers (42%).
  • Data security issues (34%).
  • AI biases affecting service (25%).

Preference for Human Interaction

A survey by Cogito revealed that 39% of respondents believe interacting with a chatbot is worse than speaking to a human, while 33% found it better. The overwhelming majority (77%) prefer to engage with a human agent utilizing AI tools in the background rather than a fully automated system. This suggests a clear preference for human agents, with AI serving as a supportive tool rather than a replacement.

Overall, while AI holds potential for improving customer service efficiency, consumers still value human interaction and express significant concerns about the implications of AI in this space.
